The present disclosure relates generally to facilitating routing of communications. One example includes a communication server determining capacities associated with a terminal devices based on workloads for agents associated with the terminal devices. Historical acceptance data is accessed for past interaction invitations to user devices associated with one or more criteria. Current data is then used to determine available interactions and to facilitate interactions using interaction invitations based on the historical data and the current number of available interactions.

CLAIMS

WHAT IS CLAIMED IS:

1. A computer-implemented method comprising: determining capacities associated with a plurality of terminal devices, wherein the capacities are based on workloads for agents associated with the plurality of terminal devices; accessing historical acceptance data for past interaction invitations to user devices associated with one or more criteria; accessing current data for current user devices in a network, wherein the current data includes associations between the current user devices and the one or more criteria; determining a current number of available interactions based on the historical acceptance data and the current data for the current user devices; and facilitating interactions between the agents and one or more devices of the current user devices using predictive interaction invitations generated in accordance with the current number of available interactions and the historical acceptance data.

2. The method of claim 1 , wherein the current data includes real-time data gathered via the network for the current user devices in the network available to receive a targeted interaction invitation.

The method of claim 1 , wherein determining the current number of available interactions includes: providing the capacities for the agents and the current data for the current user devices to a machine learning system trained using the historical acceptance data including the one or more criteria; and receiving a value for the current number of available interactions from the machine learning system.

The method of claim 3, wherein the machine learning system includes: a first neural network trained to determine the value for the current number of available interactions using the historical acceptance data; and a second neural network trained to determine a likelihood of acceptance for each device of the current user devices using the historical acceptance data.

5 The method of claim 1 , wherein facilitating the interactions between the agents and the one or more devices includes: determining that the current number of available interactions is less than a number of the current user devices; analyzing the current user devices to identify a subset of the current user devices matching the current number of available interactions; and communicating a targeted interaction invitation to each current user device of the subset of the current user devices.

The method of claim 5, wherein analyzing the current user devices to identify the subset of the current user devices includes analyzing the historical acceptance data for the past interaction invitations and the one or more criteria for the current user devices to prioritize each device of the current user devices based on a likelihood of acceptance of the targeted interaction invitation.

The method of claim 1 further comprising: receiving interaction data for the interactions between the agents and the one or more devices; generating updated historical acceptance data using the interaction data and the historical acceptance data; accessing updated current data for the current user devices in the network; and generating an updated current number of available interaction invitations based on the updated historical acceptance data and the updated current data for the current user devices.

A system, comprising: one or more data processors; and a non-transitory computer-readable storage medium containing instructions which, when executed on the one or more data processors, cause the one or more data processors to perform operations including: determining capacities associated with a plurality of terminal devices, wherein the capacities are based on workloads for agents associated with the plurality of terminal devices; accessing historical acceptance data for past interaction invitations to user devices associated with one or more criteria; accessing current data for current user devices in a network, wherein the current data includes associations between the current user devices and the one or more criteria; determining a current number of available interactions based on the historical acceptance data and the current data for the current user devices; and facilitating interactions between the agents and one or more devices of the current user devices using predictive interaction invitations generated in accordance with the current number of available interactions and the historical acceptance data.

9. The system of claim 8, wherein the current data includes real-time data gathered via the network for the current user devices in the network available to receive a targeted interaction invitation.

The system of claim 8, wherein determining the current number of available interactions includes: providing the capacities for the agents and the current data for the current user devices to a machine learning system trained using the historical acceptance data including the one or more criteria; and receiving a value for the current number of available interactions from the machine learning system.

The system of claim 10, wherein the machine learning system includes: a first neural network trained to determine the value for the current number of available interactions using the historical acceptance data; and a second neural network trained to determine a likelihood of acceptance for each device of the current user devices using the historical acceptance data.

12 The system of claim 8, wherein facilitating the interactions between the agents and the one or more devices includes: determining that the current number of available interactions is less than a number of the current user devices; analyzing the current user devices to identify a subset of the current user devices matching the current number of available interactions; and communicating a targeted interaction invitation to each current user device of the subset of the current user devices.

The system of claim 12, wherein analyzing the current user devices to identify the subset of the current user devices includes analyzing the historical acceptance data for the past interaction invitations and the one or more criteria for the current user devices to prioritize each device of the current user devices based on a likelihood of acceptance of the targeted interaction invitation.

The system of claim 8 further comprising: receiving interaction data for the interactions between the agents and the one or more devices; generating updated historical acceptance data using the interaction data and the historical acceptance data; accessing updated current data for the current user devices in the network; and generating an updated current number of available interaction invitations based on the updated historical acceptance data and the updated current data for the current user devices.

A computer-program product tangibly embodied in a non-transitory machine- readable storage medium, including instructions configured to cause a data processing apparatus to perform operations including: determining capacities associated with a plurality of terminal devices, wherein the capacities are based on workloads for agents associated with the plurality of terminal devices; accessing historical acceptance data for past interaction invitations to user devices associated with one or more criteria; accessing current data for current user devices in a network, wherein the current data includes associations between the current user devices and the one or more criteria; determining a current number of available interactions based on the historical acceptance data and the current data for the current user devices; and facilitating interactions between the agents and one or more devices of the current user devices using predictive interaction invitations generated in accordance with the current number of available interactions and the historical acceptance data.

16. The computer-program product of claim 15, wherein the current data includes real-time data gathered via the network for the current user devices in the network available to receive a targeted interaction invitation.

The computer-program product of claim 15, wherein determining the current number of available interactions includes: providing the capacities for the agents and the current data for the current user devices to a machine learning system trained using the historical acceptance data including the one or more criteria; and receiving a value for the current number of available interactions from the machine learning system.

The computer-program product of claim 17, wherein the machine learning system includes: a first neural network trained to determine the value for the current number of available interactions using the historical acceptance data; and a second neural network trained to determine a likelihood of acceptance for each device of the current user devices using the historical acceptance data.

The computer-program product of claim 15, wherein facilitating the interactions between the agents and the one or more devices includes: determining that the current number of available interactions is less than a number of the current user devices; analyzing the current user devices to identify a subset of the current user devices matching the current number of available interactions; and communicating a targeted interaction invitation to each current user device of the subset of the current user devices; wherein analyzing the current user devices to identify the subset of the current user devices includes analyzing the historical acceptance data for the past interaction invitations and the one or more criteria for the current user devices to prioritize each device of the current user devices based on a likelihood of acceptance of the targeted interaction invitation.

The computer-program product of claim 15 further comprising: receiving interaction data for the interactions between the agents and the one or more devices; generating updated historical acceptance data using the interaction data and the historical acceptance data; accessing updated current data for the current user devices in the network; and generating an updated current number of available interaction invitations based on the updated historical acceptance data and the updated current data for the current user devices.

Description:
SYSTEMS AND METHODS FOR MANAGING INTERACTION

INVITATIONS

CROSS-REFERENCE TO RELATED APPLICATIONS

[0001] This application claims the benefit ofU.S. Provisional Application No. 62,886,647, filed August 14, 2019 and titled “SYSTEMS AND METHODS FOR MANAGING INTERACTION INVITATIONS” which is hereby incorporated by reference in its entirety and for all purposes.

FIELD

[00 1] The present disclosure relates generally to facilitating routing of communications. More specifically, techniques are provided to automatically initiate interaction invitations, and to dynamically route invitation acceptances, such as invitations and acceptances involving a user invited to interact with an agent using artificial intelligence (AI) and machine learning techniques.

SUMMARY

[0002] Embodiments described herein related systems and methods for automatically managing interaction invitations in a communication system. In some embodiments, elements of the communication system can be considered a computer implemented predictive invitation or dialing system. Various embodiments can use history information from the communication to match terminal (e.g. agent) device capacity in the system to possible interactions that can be initiated proactively by the system with user devices that are connected to the system. In some examples, this can also involve supplemental information about the users associated with the user devices, as well as agents associated with the terminal devices having capacity. Machine learning analysis can be used in such a communication system to increase capacity utilization of terminal devices while avoiding negative user experiences (e.g., such as negative experiences where a system contacts a user device with an invitation and then has a user wait for an agent after the user accepts an invitation). Invitation interaction management described herein can use machine learning to avoid such negative results while improving system efficiencies and utilization.

[0003] One example embodiment includes a communication server determining capacities associated with a terminal devices based on workloads for agents associated with the terminal devices. Historical acceptance data is accessed for past interaction invitations to user devices associated with one or more criteria. Current data is then used to determine available interactions and to facilitate interactions using interaction invitations based on the historical data and the current number of available interactions. The method may include determining capacities associated with a plurality of terminal devices. The method may further include determining a number of available interaction invitations. The number of available interaction invitations may be determined using the capacities associated with the plurality of terminal devices. The method further comprises transmitting the available interaction invitations. The method further comprises receiving acceptance data. The acceptance data may correspond to one or more acceptances of the available interaction invitations by one or more network devices. The one or more network devices may be associated with criteria. The method further comprises using the acceptance data to determine statistical data. The statistical data is associated with a likelihood that additional network devices associated with the criteria will accept an available interaction invitation. The method further comprises determining one or more additional network devices. Determining includes using the statistical data. The one or more additional network devices are associated with the criteria. The method further comprises updating the number of available interaction invitations available for transmission to the one or more additional network devices. The number of available interaction invitations is updated according to the acceptance data.

The system may include one or more data processors; and a non-transitory computer-readable storage medium containing instructions which, when executed on the one or more data processors, cause the one or more data processors to perform the methods described above and herein.

DETAILED DESCRIPTION

[00231 Examples described herein relate generally to facilitating interactions between terminal devices and user devices, as well as facilitating routing of communications between matches of terminal devices and user devices when a user accepts an interaction invitation from a communication system. More specifically, techniques are provided to automatically initiate invitations, and then dynamically route invitation acceptances, such as invitations to interact with an agent using artificial intelligence (AI) and machine learning techniques.

[0024] Users and businesses connected to a network (e.g., the Internet) can have a wide variety of reasons for interacting. These reasons can include interactions based on previously initiated relationships, such as providing customer service for a previously purchased product or scheduling a meeting, as well as first-contact interactions, such as answering questions related to a potential sale of a product or service. In this context, communication systems on the network can operate to facilitate connections between users (e.g., customers or potential customers of a business) and clients of the communication system (e.g., businesses attempting to improve interactions with users).

[0025] Such a communication system can make agents available to interact with users via respective devices. Terminal devices for agents can manage the capacity of the agents to avoid overtaxing an agent, and user devices can allow users to interact with agents. In some situations, network activity by user devices can allow a communication system to determine that the user devices are connected to the network, and may be available for interactions with an agent. Such situations can include a user device browsing an online store, an application operating on a user device notifying the communication system after the user device had previously request an interaction that did not occur, or other such user device activities on a network. In some such situations, the communication network can determine that more devices are available for possible interactions than could be handled by the current capacity of the available agents. Sending invitations to all such user devices, and then either requiring the user devices to wait for an agent or simply not being able to provide a connection to an agent after the system sends an invitation has the potential for significant negative results for clients (e.g. businesses using the communication system). The negative results can include damaging user relationships, or driving users to competitors. On the other hand, failing to initiate an interaction similarly risks missing out on positive interactions and opportunities to improve relationships via interactions. [0026] Examples described herein can use information about agent capacities, user device presence in a network, and historical acceptance rate data to match a number of expected interaction acceptance responses to the capacity of a communication system. For example, in a simple embodiment, a communication system receives information that 40 user devices are currently browsing a website, but agent terminal devices only have capacity to handle interactions with 10 user devices. Historical acceptance rate data indicating that interaction invitations are accepted 50% of the time can be used by the system to send 20 interaction invitations. After a certain period of time, the communication system can dynamically reassess the terminal device capacity and the remaining user devices that were not offered an interaction, and then automatically send additional interaction invitations according to a similar model if agent capacity is available.

[0027] In various examples, additional system machine intelligence can be used, such as prioritizing users for invitations based on system data and parameters, dynamically matching user acceptances to particular terminal devices based on system parameters, or other such automation. The examples described herein can improve capacity utilization of terminal devices and agents in a communication system, while maintaining performance thresholds associated with user interactions and network use via the communication system.

[0029] FIG. 1 shows a block diagram of an embodiment of a network interaction system 100 which implements and supports certain embodiments and features described herein. Certain embodiments relate to establishing a connection channel between a network device 105 (which can be operated by a user 110) and a terminal device 115 (which can be operated by an agent 120). In certain embodiments, the network interaction system 100 can include a client device 130 associated with a client 125.

[0030] In certain embodiments, a user 110 can be an individual browsing a web site or accessing an online service provided by a remote server 140. A client 125 can be an entity that provides, operates, or runs the web site or the online service, or individuals employed by or assigned by such an entity to perform the tasks available to a client 125 as described herein. The agent 120 can be an individual, such as a support agent tasked with providing support or information to the user 110 regarding the website or online service. Out of a large number of agents, a subset of agents may be appropriate for providing support or information for a particular client 125. The agent 120 may be affiliated or not affiliated with the client 125. Each agent can be associated with one or more clients 125. In some non-limiting examples, a user 110 can be an individual shopping an online store from a personal computing device, a client 125 can be a company that sells products online, and an agent 120 can be a representative employed by the company. In various embodiments, the user 110, client 125, and agent 120 can be other individuals or entities.

[00311 While FIG. 1 shows only a single network device 105, terminal device 115 and client device 130, an interaction system 100 can include multiple or many (e.g., tens, hundreds or thousands) of each of one or more of these types of devices. Similarly, while FIG. 1 shows only a single user 110, agent 120 and client 125, an interaction system 100 can include multiple or many of each of one or more of such entities. Thus, it may be necessary to determine which terminal device is to be selected to communicate with a given network device. Further complicating matters, a remote server 140 may also be configured to receive and respond to select network-device communications.

[00321 A connection management system 150 can facilitate strategic routing of communications. A communication can include a message with content (e.g., defined based on input from an entity, such as typed or spoken input). The communication can also include additional data, such as data about a transmitting device (e.g., an IP address, account identifier, device type and/or operating system); a destination address; an identifier of a client; an identifier of a webpage or webpage element (e.g., a webpage or webpage element being visited when the communication was generated or otherwise associated with the communication) or online history data; a time (e.g., time of day and/or date); and/or destination address. Other information can be included in the communication. In some instances, connection management system 150 routes the entire communication to another device. In some instances, connection management system 150 modifies the communication or generates a new communication (e.g., based on the initial communication). The new or modified communication can include the message (or processed version thereof), at least some (or all) of the additional data (e.g., about the transmitting device, webpage or online history and/or time) and/or other data identified by connection management system 150 (e.g., account data associated with a particular account identifier or device). The new or modified communication can include other information as well. [0033] Part of strategic-routing facilitation can include establishing, updating and using one or more connection channels between network device 105 and one or more terminal devices 115. For example, upon receiving a communication from network device 105, connection management system 150 can first estimate to which client (if any) the communication corresponds. Upon identifying a client, connection management system 150 can identify a terminal device 115 associated with the client for communication with network device 105. In some instances, the identification can include evaluating a profile of each of a plurality of agents (or experts or delegates), each agent (e.g., agent 120) in the plurality of agents being associated with a terminal device (e.g., terminal device 115). The evaluation can relate to content in a network-device message. The identification of the terminal device 115 can include a technique described, for example, in U.S. Application Number 12/725,799, filed on March 17, 2010, which is hereby incorporated by reference in its entirety for all purposes.

[0034j In some instances, connection management system 150 can determine whether any connection channels are established between network device 105 and a terminal device associated with the client (or remote server 140) and, if so, whether such channel is to be used to exchange a series of communications including the communication.

[00351 Upon selecting a terminal device 115 to communicate with network device 105, connection management system 150 can establish a connection channel between the network device 105 and terminal device 115. In some instances, connection management system 150 can transmit a message to the selected terminal device 115. The message may request an acceptance of a proposed assignment to communicate with a network device 105 or identify that such an assignment has been generated. The message can include information about network device 105 (e.g., IP address, device type, and/or operating system), information about an associated user 110 (e.g., language spoken, duration of having interacted with client, skill level, sentiment, and/or topic preferences), a received communication, code (e.g., a clickable hyperlink) for generating and transmitting a communication to the network device 105, and/or an instruction to generate and transmit a communication to network device 105.

[0036] In one instance, communications between network device 105 and terminal device 115 can be routed through connection management system 150. Such a configuration can allow connection management system 150 to monitor the communication exchange and to detect issues (e.g., as defined based on rules) such as non-responsiveness of either device or extended latency. Further, such a configuration can facilitate selective or complete storage of communications, which may later be used, for example, to assess a quality of a communication exchange and/or to support learning to update or generate routing rules so as to promote particular post communication targets.

[00371 In some embodiments, connection management system 150 can monitor the communication exchange in real-time and perform automated actions (e.g., rule-based actions) based on the live communications. For example, when connection management system 150 determines that a communication relates to a particular item (e.g., product), connection management system 150 can automatically transmit an additional message to terminal device 115 containing additional information about the item (e.g., quantity of item available, links to support documents related to the item, or other information about the item or similar items).

[0038J In one instance, a designated terminal device 115 can communicate with network device 105 without relaying communications through connection management system 150. One or both devices 105, 115 may (or may not) report particular communication metrics or content to connection management system 150 to facilitate communication monitoring and/or data storage.

[00391 As mentioned, connection management system 150 may route select communications to a remote server 140. Remote server 140 can be configured to provide information in a predetermined manner. For example, remote server 140 may access defined one or more text passages, voice recording and/or files to transmit in response to a communication. Remote server 140 may select a particular text passage, recording or file based on, for example, an analysis of a received communication (e.g., a semantic or mapping analysis).

[0040] Routing and/or other determinations or processing performed at connection management system 150 can be performed based on rules and/or data at least partly defined by or provided by one or more client devices 130. For example, client device 130 may transmit a communication that identifies a prioritization of agents, terminal-device types, and/or topic/skill matching. As another example, client device 130 may identify one or more weights to apply to various variables potentially impacting routing determinations (e.g., language compatibility, predicted response time, device type and capabilities, and/or terminal-device load balancing). It will be appreciated that which terminal devices and/or agents are to be associated with a client may be dynamic. Communications from client device 130 and/or terminal devices 115 may provide information indicating that a given terminal device and/or agent is to be added or removed as one associated with a client. For example, client device 130 can transmit a communication with IP address and an indication as to whether a terminal device with the address is to be added or removed from a list identifying client-associated terminal devices.

[00411 Each communication (e.g., between devices, between a device and connection management system 150, between remote server 140 and connection management system 150 or between remote server 140 and a device) can occur over one or more networks 170. Any combination of open or closed networks can be included in the one or more networks 170. Examples of suitable networks include the Internet, a personal area network, a local area network (LAN), a wide area network (WAN), or a wireless local area network (WLAN). Other networks may be suitable as well. The one or more networks 170 can be incorporated entirely within or can include an intranet, an extranet, or a combination thereof. In some instances, a network in the one or more networks 170 includes a short-range communication channel, such as a Bluetooth or a Bluetooth Low Energy channel. In one embodiment, communications between two or more systems and/or devices can be achieved by a secure communications protocol, such as secure sockets layer (SSL) or transport layer security (TLS). In addition, data and/or transactional details may be encrypted based on any convenient, known, or to be developed manner, such as, but not limited to, Data Encryption Standard (DES), Triple DES, Rivest-Shamir-Adleman encryption (RSA), Blowfish encryption, Advanced Encryption Standard (AES), CAST-128, CAST-256, Decorrelated Fast Cipher (DFC), Tiny Encryption Algorithm (TEA), extended TEA (XTEA), Corrected Block TEA (XXTEA), and/or RC5, etc.

[0042 J A network device 105, terminal device 115 and/or client device 130 can include, for example, a portable electronic device (e.g., a smart phone, tablet, laptop computer, or smart wearable device) or a non-portable electronic device (e.g., one or more desktop computers, smart appliances, servers, and/or processors). Connection management system 150 can be separately housed from network, terminal and client devices or may be part of one or more such devices (e.g., via installation of an application on a device). Remote server 140 may be separately housed from each device and connection management system 150 and/or may be part of another device or system. While each device, server and system in FIG. 1 is shown as a single device, it will be appreciated that multiple devices may instead be used. For example, a set of network devices can be used to transmit various communications from a single user, or remote server 140 may include a server stack.

[0043 J A software agent or application may be installed on and/or executable on a depicted device, system or server. In one instance, the software agent or application is configured such that various depicted elements can act in complementary manners. For example, a software agent on a device can be configured to collect and transmit data about device usage to a separate connection management system, and a software application on the separate connection management system can be configured to receive and process the data.

[0044] FIG. 2 shows a block diagram of another embodiment of a network interaction system 200. Generally, FIG. 2 illustrates a variety of components configured and arranged to enable a network device 205 to communicate with one or more terminal devices 215. In some examples, the parameters do not correlated with a likelihood that a connection will be made, but can correlate with an expected satisfaction score following a interaction. [00891 Different factors may be considered for predicting and facilitating interactions depending on whether the parameter is to predict a strength of a long-term match versus one to respond to a particular message query. These sub-parameters can be used with other sub-parameters to determine an overall parameter or to otherwise select a particular terminal for a connection. In some examples, negative feedback inputs may result in negative sub parameters. In some examples, a system may determine that only the third terminal device is available (e.g. as the other terminals are offline or busy). In some examples, an interaction management engine 625 or other elements of a communication server may predict that the second terminal device will be available for responding within 15 minutes, but that the first terminal device will not be available for responding until the next day. Thus, a fast-response sub-parameter for the first, second and third devices may be 1, 3 and 10. Finally, it may be estimated a degree to which an agent (e.g. an agent associated with the terminal device) is knowledgeable about a topic in the communication. It may be determined that an agent associated with the third terminal device is more knowledgeable than those associated with the other two devices, resulting in sub-parameters of 3, 4 and 9. In this example, the rule does not include weighting or normalization parameters (though, in other instances, a rule may), resulting in parameters of 14, 11 and 19. Thus, the rule may indicate that the message is to be routed to a device with the highest parameter, that being the third terminal device. If routing to a particular terminal device is unsuccessful, the message can be routed to a device with the next-highest parameter, and so on. The above is a simplified example of using sub-parameters to determine a single parameter that is further used by a communication server to route connections from a user device to a terminal device (e.g. associated with an agent). In other examples, complex weighting factors, thresholds, and other criteria can be used. In some examples, only values within a threshold range are used. For example, an availability value indicating a wait of 15 minutes can be a threshold limit. Below 15 minutes, a sub-parameters can be used and weighted with other sub-parameters to determine an overall parameter. Above 15 minutes, the terminal device can be excluded from consideration, as the wait is considered unacceptable. In other examples, a cutoff threshold is not used, but the weighting factor can vary nonlinearly. For example, rather than a 15 minute cutoff, sub-parameters below 15 minutes can vary linearly, but above 15 minutes, the sub-parameter value can increase exponentially, or by a linear factor which greatly reduces the chance that a terminal device will be selected by a routing engine (e.g. interaction management engine 625).

Invitation recommendation engine 839 can use information from other parts of communication server 805 to determine that if 50 interaction invitations are communicated to a certain subset of the 100 available user devices, acceptable performance and results will be achievable using the 25 open slots. In a different example, or using a different subset of the 100 available user devices, the invitation recommendation engine 839 may determine that only 45 interaction invitations can be sent while maintaining acceptable results (e.g., having an agent immediately available for an interaction, or available within a threshold time after the interaction invitation is sent). In some examples, this can be based on parameters assigned to individual agents and users. In some examples, this can be based on expectations that additional agent capacity will be available by the time certain users respond. For example, some of the difference between the current number of available agent slots (e.g., 25) and a number of invitations to be sent (e.g., 50) can be not only that some of the invitations will not receive a response, but also that some the number of agent slots will increase by the time some of the users respond to the invitations due to the agents resolving existing previous interactions.

Custom targets can, for example, include one set of targets for one type of interaction (e.g., scheduling a meeting) and a different type of target for a different type of interaction (e.g., resolving a technical support interaction). Such goals can be part of an analysis by a machine learning system when the system is trained and implemented to manage interaction invitations. [00119] In some examples, interaction invitations can be grouped by an expected interaction type, such that interaction invitations of a certain type are processed together using specialized machine learning systems adapted to the type of expected interaction. A system can use data to determine if a prediction is able to be made about certain available users in a network. For example, the available data can predict that 100 users are available, 30 of those users are expected to schedule an appointment, 15 are expected to seek technical support, 10 are expected to want information about a product, and the system is not able to make an acceptable prediction for the remaining set of users. In some examples, one machine learning model is used to analyze data for the 100 users to generate this data, and then different machine learning models are used to process each grouping of users separately. The available parameters for each group can then be used to match agent availability, expected workload associated with an acceptance, an acceptance rate, and any other such data to determine how many interaction invitations to communicate.
